1st direct booking cant verify- support not responding

Is it normal for support not to reply for 15+ hours? I‘m a new host/new to hospitable and had my first guest try to direct book yesterday. They got stuck on the identity verification process and received zero emails and have no way to re-enter the process. Meanwhile their booking is stuck in pending and their card got charged, and I have no way to approve the booking since it’s pending. I tried contacting support 15 hours ago and haven’t received a reply yet. The guest also has apparently tried calling hospitable and can’t reach anyone. This is an incredibly frustrating first experience trying to use direct booking. Is this normal response time?

My colleague from Support is about to get back to you. It seems the guest email is on our bounce list so they either marked our email as Spam at one point or their email service did it.
